بررسی رابطه بین رسانه‌های اجتماعی و ابعاد مدیریت ارتباط با مشتری (CRM) در فروشگاه‌های اینترنتی

چکیده

رسانه‌های اجتماعی می‌توانند ابزار مهمی برای سازماندهی ارتباطات باشند و رابطه‌ی میان سازمان‌ها با مشتریان را تحت‌تأثیر قرار دهند. هدف این مقاله بررسی رابطه‌ی بین استفاده از رسانه‌های اجتماعی و ابعاد مدیریت ارتباط با مشتریان در فروشگاه‌های اینترنتی است. پژوهش حاضر بر اساس هدف، یک تحقیق کاربردی، از منظر اجرا یک تحقیق پیمایشی و از نظر روش جمع‌آوری داده‌ها، یک پژوهش توصیفی است که از روش مدل‌یابی معادلات ساختاری مبتنی بر رویکرد حداقل مربعات جزیی استفاده می‌کند. همچنین از نرم‌افزارهای SPSS 22 و Smart PLS به‌منظور تجزیه و تحلیل داده‌ها استفاده شده است. جامعه‌ی آماری این پژوهش، پرسنل حاضر در واحد مدیریت ارتباط با مشتریان چهارده فروشگاه فعال اینترنتی است که نهایتاً 181 نفر به‌عنوان حجم نمونه انتخاب شده‌اند. تجزیه و تحلیل داده‌های گردآوری شده نشان می‌دهد که استفاده از رسانه‌های اجتماعی، تأثیر مثبتی بر تمامی ابعاد مدیریت ارتباط با مشتری دارند. همچنین زیرساخت‌های فناوری ارتباطات و اطلاعات نیز به‌عنوان یک متغیر تعدیل‌گر، بر این رابطه، تأثیر می‌گذارد. در نهایت این نتیجه حاصل می‌شود که رسانه‌های اجتماعی، می‌توانند نقش قابل توجهی را در پیوند میان مشتریان با سازمان‌ها ایفا کنند. از طرفی، در فضای کسب و کار امروزی، ارتباط مداوم و بی‌وقفه با مشتریان از طریق این ابزار، می‌تواند سازمان را از خواسته‌ها و نیازهای مشتریان آگاه سازد

چکیده [English]

Social media can be an important tool for organizing communication and affect the relationship between organizations and customers. The purpose of this paper is to investigate the relationship between using social media and the dimensions of customer relationship management in the Online Stores. The present study based on purpose, is an applied research, in terms of implementation, is a survey research and in terms of data collection method, is descriptive research which uses Structural Equation Modeling- Partial Least Squares Method (SEM-PLS). Also SPSS and Smart PLS are used to analyzing data. The statistical population of this study was the personnel of the relationship management unit in 14 Online Stores. Finally, 181 were selected as sample size. The analysis of collected data shows that the use of social media has a positive impact on all aspects of customer relationship management. Also, the ICT infrastructure affects this relationship as a moderating variable. The result is that social media can play a significant role in linking customers with organizations. On the other hand, in today’s business environment, continuous and uninterrupted communication with customers via these tools can inform the organization from demands and needs of the customers.
